"I hope not. I think the human touch is our most valuable asset in customer service. While I think it is important to control one's footprint and manage one's workforce to keep costs low, it is also important to offer the human touch when automation does not serve one's customers. We need to, when possible, take the global approach of offering customers what they want. For some, email communication is best. Others prefer chat, or an IVR. Then there are times when there is just no replacement for human interaction."

"I'm a strong supporter for automated services, both speech and web-based services. I can see some companies like e-commerce companies and low margin businesses can strive for a vision with Zero manual assisted interactions. Certainly the IT help-desk must have this goal. I think a mix such as "assisted self service" where you can start off with automated treatment and at any time escalate to manual treatment without having to repeat any information stated in the automated service will be used by most companies with substantial gains in customer satisfaction and cost savings. Escalation of web self service interaction to chat where the web self service info and user data is transferred to the agent is a good example of this. I think companies that think from the customers view, design web and voice self-service from a customer process view and let the customer in charge of channel selection will find that very few fully manually handled interaction will take place. There will be significantly less manual interaction in the future. Still, the interactions that create value and build customer intimacy, will be Live agent interactions."
