Andy Hanselman tells a great customer service story and discusses a wide variety of topics in the following interview with ContactCenterWorld.com.
ContactCenterWorld: In your opinion, what has been the greatest challenge the contact center industry has faced in the last 12 months?
Andy Hanselman: The biggest challenge for most organisations is undoubtedly ever increasing customer expectations - people want things faster and easier, and they want a personalised response to all their enquiries and requests.
ContactCenterWorld: Why do you believe has this been a challenge?
Andy Hanselman: Unhappy customers' ability to spread bad news easily via social media means that the consequences of not delivering exceptional service get spread far and wide. Although, in principle, the same applies to positive experiences, the 'good' news somehow doesn't seem to get spread so well!
ContactCenterWorld: In 2017, what do you think will be the top priorities in the contact center industry for each of the following: a) Contact Center Directors b) Company Executives c) IT Directors d) Human Resources Directors
Andy Hanselman: a) Establishing and promoting a culture that engages, empowers and enables their people to deal with their customers to meet, and where possible, exceed those customer expectations 'on the spot'!
b) 'Championing their champions' - spotting, and then rewarding and recognising those employees who do go the 'extra mile' for their customers.
c) Recognising that 'technology' alone is not the answer - it has to be an integral part of the 'offer', but it can be let down by not engaging and enabling people to use it.
d) Finding, attracting and keeping people who support, live and reinforce the 'culture' they are striving for.
ContactCenterWorld: Do you feel the service you personally get as a customer is better or worse than it was a year ago?
Andy Hanselman: I think it's very mixed. There are still too many businesses who insist on 'scripts' and don't allow their people to interact personally with their customers - the result is a very robotic one. I lost my wallet earlier this year, and had to ring a number of call centres to cancel and re-order cards. The responses were generally pretty good, but Marks & Spencer were outstanding - a real conversation with an individual who seemed to care, took a real interest in my problem, and resolved the problem swiftly and in a real friendly manner. I was actually smiling when I put the phone down!
